People who are very upset sometimes say they are “losing their minds.” In technical terms they are experiencing the loss of executive functioning. When something reminds traumatized people of the past, their right brain reacts as if the traumatic event were happening in the present. But because their left brain is not working very well, they may not be aware that they are reexperiencing and reenacting the past—they are just furious, terrified, enraged, ashamed, or frozen. After the emotional storm passes, they may look for something or somebody to blame for it. They behaved the way they did way because you were ten minutes late, or because you burned the potatoes, or because you “never listen to me.” Of course, most of us have done this from time to time, but when we cool down, we hopefully can admit our mistake. Trauma interferes with this kind of awareness, and, over time, our research demonstrated why.

Obviously, in those situations, we lose the sale. But we’re not trying to maximize each and every transaction. Instead, we’re trying to build a lifelong relationship with each customer, one phone call at a time. A lot of people may think it’s strange that an Internet company is so focused on the telephone, when only about 5 percent of our sales happen through the telephone. In fact, most of our phone calls don’t even result in sales. But what we’ve found is that on average, every customer contacts us at least once sometime during his or her lifetime, and we just need to make sure that we use that opportunity to create a lasting memory. The majority of phone calls don’t result in an immediate order. Sometimes a customer may be calling because it’s her first time returning an item, and she just wants a little help stepping through the process. I’m reminded of a time when I was in Santa Monica, California, a few years ago at a Skechers sales conference. After a long night of bar-hopping, a small group of us headed up to someone’s hotel room to order some food. My friend from Skechers tried to order a pepperoni pizza from the room-service menu, but was disappointed to learn that the hotel we were staying at did not deliver hot food after 11:00 PM. We had missed the deadline by several hours. In our inebriated state, a few of us cajoled her into calling Zappos to try to order a pizza. She took us up on our dare, turned on the speakerphone, and explained to the (very) patient Zappos rep that she was staying in a Santa Monica hotel and really craving a pepperoni pizza, that room service was no longer delivering hot food, and that she wanted to know if there was anything Zappos could do to help. The Zappos rep was initially a bit confused by the request, but she quickly recovered and put us on hold. She returned two minutes later, listing the five closest places in the Santa Monica area that were still open and delivering pizzas at that time. Now, truth be told, I was a little hesitant to include this story because I don’t actually want everyone who reads this book to start calling Zappos and ordering pizza. But I just think it’s a fun story to illustrate the power of not having scripts in your call center and empowering your employees to do what’s right for your brand, no matter how unusual or bizarre the situation. As for my friend from Skechers? After that phone call, she’s now a customer for life. Top 10 Ways to Instill Customer Service into Your Company 1. Make customer service a priority for the whole company, not just a department. A customer service attitude needs to come from the top. 2. When alone, people took about five seconds to get up and freak out. Within groups people took an average of 20 seconds to notice. When alone, the subject would go inspect the smoke and then leave the room to tell the experimenter he or she thought something was wrong. When in a group, people just sat there looking at one another until the smoke was so thick they couldn’t see the questionnaire. Only three people in eight runs of the group experiment left the room, and they took an average of six minutes to get up. The findings suggest the fear of embarrassment plays into group dynamics. You see the smoke, but you don’t want to look like a fool, so you glance over at the other person to see what they are doing. The other person is thinking the same thing. Neither of you react, so neither of you becomes alarmed. The third person sees two people acting like everything is OK, so that third person is even less likely to freak out. Everyone is influencing every other person’s perception of reality thanks to another behavior called the illusion of transparency. You tend to think other people can tell what you are thinking and feeling just by looking at you. You think the other people can tell you are really worried about the smoke, but they can’t. They think the same thing. No one freaks out. This leads to pluralistic ignorance—a situation where everyone is thinking the same thing but believes he or she is the only person who thinks it. After the smoke-filled room experiment, all the participants reported they were freaking out on the inside, but since no one else seemed alarmed, they assumed it must just be their own anxiety.

The banishing of a leper seems harsh, unnecessary. The Ancient East hasn’t been the only culture to isolate their wounded, however. We may not build colonies or cover our mouths in their presence, but we certainly build walls and duck our eyes. And a person needn’t have leprosy to feel quarantined. One of my sadder memories involves my fourth-grade friend Jerry.1He and a half-dozen of us were an ever-present, inseparable fixture on the playground. One day I called his house to see if we could play. The phone was answered by a cursing, drunken voice telling me Jerry could not come over that day or any day. I told my friends what had happened. One of them explained that Jerry’s father was an alcoholic. I don’t know if I knew what the word meant, but I learned quickly. Jerry, the second baseman; Jerry, the kid with the red bike; Jerry, my friend on the corner was now “Jerry, the son of a drunk.” Kids can be hard, and for some reason we were hard on Jerry. He was infected. Like the leper, he suffered from a condition he didn’t create. Like the leper, he was put outside the village. The divorced know this feeling. So do the handicapped. The unemployed have felt it, as have the less educated. Some shun unmarried moms. We keep our distance from the depressed and avoid the terminally ill. We have neighborhoods for immigrants, convalescent homes for the elderly, schools for the simple, centers for the addicted, and prisons for the criminals. The rest simply try to get away from it all. Only God knows how many Jerrys are in voluntary exile—individuals living quiet, lonely lives infected by their fear of rejection and their memories of the last time they tried. They choose not to be touched at all rather than risk being hurt again.

Posture
The first impression you make is likely to be from several feet away. An observer will assess your approachability from a general analysis of how you stand, so the right posture is something to be considered.
A closed posture—sitting with arms and legs crossed, often with a hand covering the mouth or chin—gives the signal: “Stay away, I’m not interested in speaking with anyone.” Similarly, standing with arms crossed conveys defensiveness or displeasure, a poor impression to give anyone you’d like to get to know.
An open posture—arms relaxed, not crossed, hands away from mouth—says: “I’m available for a conversation, and I’m friendly. Come on over and approach me.”
When you are working toward friendly posture, keep in mind that the degree of muscle tension is another clue to whether someone is open to being approached. A relaxed posture indicates that a person is more receptive. A tightened posture indicates that the person feels threatened. Think about the muscle relaxation exercises in the previous chapter: Remember how much calmer you feel when you have given your muscles the “soft and loose” command? Similarly, deep, regular breathing creates an impression of approachability.
Here is an exercise that makes use of biofeedback (information gathered, stored, and applied) to give you knowledge about your body language. Stand or sit in front of a mirror. Strive for an absence of tension. Look at your face. Use internal coaching to let your facial muscles go slack. Say, “My forehead, cheeks, and mouth are relaxed.” If you see a furrowed brow or tight cheeks or lips, continue giving yourself the relaxation message until your face looks different. Then, imprint the muscle memory of relaxation into your mind. When you interact with others, try to recall this relaxed state.

Even small auditory cues like the occasional “yes” or “uh-huh” can show your customer that you’re following along. 4. Write things down: Writing things down not only helps you remember key pieces of information later on, but it also demonstrates to the customer that you’re interested enough in their insights to memorialize them in writing. But what if they can’t see you taking notes, for example, on a phone or video call? No problem. Just tell them you are! After your customer finishes telling you something, simply pause for a moment and say “I’m just writing this down” to produce the same effect. 5. Recap: Nothing illustrates great attention to detail like repeating back or summarizing the insights the customer shared with you. This is especially powerful when the insights were shared earlier in the conversation. For extra impact, quote them directly using their exact words, prefaced by the phrase “What I heard you say was… ” Echoing someone’s exact words is a powerful and scientifically proven persuasive technique (we’ll be exploring this tactic in more detail as it relates to handling customer objections in chapter 7). 6. Ask good follow-up questions: When a customer answers your question, resist the temptation to say, “That’s great” or “Awesome!” and then move on to the next question. Asking killer follow-up questions like “Tell me more about that,” “Can you give me an example?” or “How long has that been going on?” is a great way to demonstrate your interest in the customer’s perspective and leave the call with high-impact insights. In fact, when it comes to addressing customer objections, a study by Gong.io found that top performers ask follow-up questions 54 percent of the time, versus 31 percent for average performers.6

I write to leave something behind for them, for my brother Micah, for my boyfriend Jack, and for my extended family and friends, so I won't just end up as ashes scattered in the ocean and nothing else.
Curiously, the things I write in my journal are almost all bad:
the letdowns. the uncertainties. the anxieties. the loneliness. The good stuff I keep in my head and heart, but that proves an unreliable way of holding on because time eventually steals all memories-and if it doesn't completely steal them, it distorts them, sometimes beyond recognition, or the emotional quality accompanying the moment just dissipates.
Many of the feelings I write about are too difficult to share while I'm alive, so I am keeping everything in my journal password-protected until the end. When I die I want my mom to edit these pages to ensure they are acceptable for publication-culling through years of writing, pulling together what will resonate, cutting references that might be hurtful. My hope is that my writing will offer insight for people living with, or loving someone with, chronic illness.

It may be your therapist, your grandmother, a third-grade teacher, or a beloved pet. Pets are great. As you remember feeling safe and loved with this person or pet, see if you can feel the feelings and sensations that come up with that memory in your body. Allow yourself to really savor these feelings of warmth, safety, trust, and love in your body. When that feeling is steady, gently release the image for now and simply bathe in the feeling for 30 seconds or so. She was a tactile person and told me that when she was a child, she would always snuggle up to whoever was reading her a bedtime story, as she liked the feeling of human contact. On her visits to hospices and hospitals, she would hold the people’s hands and look directly into their eyes so they could feel her love and energy flowing forth. Simone Simmons works as an energy healer, helping her patients through empowering them rather than creating a dependency on the healer. She specializes in absent healing, mainly with sufferers of cancer and AIDS. She met Diana four years before her death when the Princess came to her for healing, and they became close friends. In 2005, Simone wrote a book titled Diana: The Last Word.
I realized Diana had been born with an extraordinary ability, which had only been waiting to be released. By 1996, when she was fully in control of her life for the first time, she was able to give a great deal of consolation and encouragement to so many people. She received scant attention for this at the time. Everyone seemed to concentrate on the negative aspects. Instead of seeing how genuinely caring she was, they accused her of doing it for the publicity. That was utterly untrue. I often joined her when she returned from a day’s work, and she would be so exhausted, she found relief in crying. She was anxious about what she had seen and experienced and was determined to find something she could do to help.
Her late-night visits to hospitals were supposed to be private. She knew how frustrating it is to be alone in a hospital; the staff and patients were always very surprised and pleased to see her. She used to make light of it and say, “I just came round to see if anyone else couldn’t sleep!” Although Diana saw the benefits of the formal visits she also made, and she did get excited when money poured in for her charities, she much preferred these unofficial occasions. They allowed her to talk to people and find out more about their illness and how they were feeling about themselves, in a down-to-earth way without a horde of people noting her every word. She wasn’t trying to fill a void or to make herself feel better. To her, it was not a therapy to help other people: It was a commitment born of selflessness.
Diana was forever on the lookout for new projects that might benefit from her involvement. Her attention was caught by child abuse and forced prostitution in Asia. We had both seen a television program showing how little children were being kidnapped and then forced to sell themselves for sex. Diana told me she wanted to do everything she could to eradicate this wicked exploitation taking place in India, Pakistan, and most prevalently in Thailand. As it turned out, it was one of her final wishes. She didn’t have any idea of exactly how she was going to do it, and hadn’t got as far as formulating a plan, but she would have found a way. When Diana put her mind to something, nothing was allowed to stand in her way. As she said, “Because I’ve been given the gift to shine a light into the dark corners of this world, and get the media to follow me there, I have to use it,” and use it she did--to draw attention to a problem and in a very practical way to apply her incredible healing gifts to the victims. In her fight against land mines, she did exactly that.
If anyone ever doubted her heartfelt concern for the welfare of others, this cause must surely have dispelled it. It needed someone of her fame and celebrity to bring the matter to the world’s attention, and her work required an immense amount of personal bravery. She faced physical peril and endured public ridicule, but Diana would have seen the campaign to get land mines banned as her greatest legacy.
Helping others was her calling in life--right to the very end.

It was this blindness, as she saw it, to what she really was that led her seriously to consider living in another country where she hoped she would be understood.
The idea first emerged in her mind about three years before her death. “I’ve got to find a place where I can have peace of mind,” she said to me.
She considered France, because I was near enough to stay in close touch with William and Harry. She thought of America because she--naively, it must be said--saw it as a country so brimming over with glittery people and celebrities that she would be able to “disappear.”
She also thought of South Africa, where her brother, Charles, made a home, and even Australia, because it was the farthest place she could think of from the seat of her unhappiness. But that would have separated her form her sons.
Everyone said she would go anywhere, do anything, to have her picture taken, but in my view the truth was completely different. A good day for her was one where her picture was not taken and the paparazzi photographers did not pursue her and clamber over her car.
“Why are they so obsessed with me?” she would ask me. I would try to explain, but I never felt she fully understood.
Millions of women dreamed of changing places with her, but the Princess that I knew yearned for the ordinary humdrum routine of their lives.

I am glad I remembered the first commandment of nurturing relationships: Me first and only. I waited until my giving came simply from my heart, without any fear, shame, or guilt. In this regard I saw a sudden surge of private outreach surrounding each family and each child in need. Waves of individuals began to form personal relationships, beginning with those who saw the family every day—merchants, teachers, police officers on the beat, ministers. In the short run, there would be a need for new prisons and detention facilities, as the traditional truth was recognized that returning offenders to the community too soon, or leniently letting perpetrators go in order to give them another chance, reinforced the behavior. Yet, at the same time, we saw an integration of the Insights into the actual operation of these facilities, introducing a wave of private involvement with those incarcerated, shifting the crime culture and initiating the only rehabilitation that works: the contagion of remembering. Simultaneously, as increasingly more people awakened, I saw millions of individuals taking the time to intervene in conflict at every level of human culture—for we all were reaching a new understanding of what was at stake. In every situation where a husband or wife grew angry and lashed out at the other, or where addictive compulsions or a desperate need for approval led a youthful gang member to kill, or where people felt so restricted in their lives that they embezzled or defrauded or manipulated others for gain; in all these situations, there was someone perfectly placed to have prevented the violence but who had failed to act. Surrounding this potential hero were perhaps dozens of other friends and acquaintances who had likewise failed, because they didn’t convey the information and ideas that would have created the wider support system for the intervention to have taken place: In the past perhaps, this failure could have been rationalized, but no longer. Now the Tenth Insight was emerging and we knew that the people in our lives were probably souls with whom we had had long relationships over many lifetimes, and who were now counting on our help. So we are compelled to act, compelled to be courageous. None of us wants to have failure on our conscience, or have to bear a torturous Life Review in which we must watch the tragic consequences of our timidity.

UNKNOWN UNKNOWNS Associative binding of experiences in memory to create an internal chronology would also help explain why most precognitive dreams are only identified as such in hindsight. Even if premory is just an aspect of memory and obeys most of the same principles, the stand-out exception is that only with memory for things past can we engage in what psychologists call source monitoring. We can often tell more or less how we know things from past experience because we can situate them, at least roughly, in relation to other biographical details. We can’t do this with experiences refluxing from our future, because they lack any context. We don’t know yet where or how they fit into our lives, so it may be natural for the conscious mind to assume that they don’t fit at all.12 Again, it is natural and inviting to think of precognition as a kind of radar or sonar scanning for perils in the water ahead. A metaphor that Dunne used for precognitive dreaming is a flashlight we point ahead of us on a dark path. But it makes more sense that our brains are constantly receiving messages sent back in time from our future self and are continually sifting and scanning those messages for possible associations to present concerns and longstanding priorities without knowing where that information comes from, let alone how far away it is in time. Items that match our current concerns or preoccupations will be taken and elaborated as dreams or premonitions or other conscious “psi” experiences, but we are likely only to recognize their precognitive character after the future event transpires and we recognize its source. And even then, we will only notice it, by and large, if we are paying close attention. That matching or resonance with current concerns may be important in determining the timing of a dream in relation to its future referent. For instance, it is possible Freud dreamed about the oral symptoms in the mouth of his patient Anna Hammerschlag when he did because of a confluence of events in his life in 1895 that pre-minded him of his situation all those years later, in 1923—including his relapse to smoking his cigars after his friend Wilhelm Fliess had told him to quit. Again, his thoughts about his smoking may have been the short circuit or thematic resonance between these two distant points in his life, precipitating the dream. Incidentally, there is no reason to assume that that single dream of Freud’s was the only one in his life about his cancer and surgeries. Multiple dreams may point to the same experience via multiple symbolic or associative avenues, so it would be expected that some of Freud’s later dreams, especially closer to 1923, may have also related to the same experiences. We’ll never know, of course. But dreamers frequently report multiple precognitive dreams targeting the same later upheaval in their lives, especially major experiences like health crises and life milestones.
